The Challenge
Strategic, top-tier aerospace, defense, and marine customers (including global industry giants such as Boeing, Airbus, Raytheon, and SpaceX) had experienced significant friction and operational bottlenecks in their interactions with the client. Recurring quality escape issues, unexpected delivery delays, and a severe lack of proactive communication from the supplier had gradually eroded foundational trust with these highly valued accounts. Customers frequently described their interactions with the supplier as defined by ongoing "crises" and "trauma," which forced their procurement teams to spend excessive time managing the supplier's mistakes instead of focusing on their own core programs. While the supplier possessed a dominant market position and an irreplaceable portfolio of critically important components, their rapid organizational growth had stretched account managers too thin and compromised supply base control. Recognizing that several strategic accounts were actively scaling back their business or looking to competitors to protect their supply chains, the client urgently needed to decode customer perceptions, define the core components of "Extraordinary Service," and establish a concrete path to restore strategic trust.
The Outcome
The research culminated in a definitive, multi-phased roadmap designed to transform the client's customer experience from a source of friction into a powerful competitive differentiator. For immediate impact, we advised a rigorous "triage" strategy to aggressively resolve outstanding backorders and settle existing customer claims, establishing a baseline of consistent, error-free execution to prove commitment. In the medium term, we co-designed customized service offering packages tailored specifically to individual Segment 1 accounts, directly addressing specific customer mandates. Long-term recommendations outlined a clear process for establishing executive-level engagement channels for key partners, integrating electronic data interchange (EDI) systems for seamless order tracking, and creating unified global account teams.

The Approach
To systematically address these high-stakes relationship challenges, noodle designed and executed a comprehensive Voice of Customer (VoC) research study targeting key decision-makers across the client's tier-one customer base. We conducted highly focused, strategic interviews with influential individuals representing several of the client's most critical global accounts. The participant profile consisted primarily of senior procurement managers, category directors, and supply chain analysts, alongside design engineers who interface directly with the client's sales and operational teams. Through these exploratory discussions, we mapped out end-to-end customer journeys across both pre-sale RFP activities and post-sale order tracking, while carefully isolating the communication preferences and information needs of each unique account. Crucially, our methodology involved pressure-testing a series of proposed "differentiated service function levers" to see which solutions would deliver maximum value.
